What Is Average Speed of Answer (ASA)?

ASA is the average time a contact waits in queue before an agent answers. Learn the formula, how it differs from service level, and why the average can mislead.

Average speed of answer, or ASA, is the mean time contacts wait in a queue before an agent answers them. It is calculated by dividing total queue wait time by the number of answered contacts. ASA describes the typical wait, but because it is an average it hides the long tail that service level exposes.

Average speed of answer is the plainest question you can ask about a queue: on average, how long does someone wait before a person picks up. It is easy to compute, easy to explain to a board, and for that reason it appears on almost every contact center dashboard ever built. It is also the metric most likely to give a comfortable answer about a queue that is failing a minority of callers badly.

The measurement runs from the moment a contact joins the queue to the moment an agent answers it. Time spent listening to an IVR menu before the queue is usually outside it, which is worth knowing if your menu is long, because the caller counts that time and your report does not.

Why the Average Misleads

Queue waits are not distributed evenly. Most contacts arriving into a well staffed interval are answered quickly, and a small number arriving into a burst wait far longer. Averaging flattens that shape. A queue where nine callers wait five seconds and one waits two minutes posts an ASA of about seventeen seconds, which sounds fine and describes nobody's actual experience. This is the whole reason service level exists as a separate measure: it counts how many callers cleared the target rather than reporting the midpoint of a lopsided distribution.

The second distortion comes from abandons. A contact that never reached an agent has no speed of answer, so it is excluded. A queue that is so slow that a third of its callers give up will therefore report a better ASA than a queue where everyone waits it out, because the longest waits removed themselves from the calculation. ASA read without abandon rate beside it is not safe to act on.

What Moves ASA

  • Staffing against the arrival curve. Not headcount for the day, but headcount in the interval when the calls actually arrive.
  • Average handle time. Longer calls hold agents longer, so the same staff clear fewer contacts per hour.
  • Occupancy. A group already running near full occupancy has no slack, so a small burst turns into a long wait.
  • Routing width. Narrow queues wait longer than wide ones for the same total staffing, which is the hidden cost of splitting a pool.
  • Wrap-up time. Seconds spent after each call are seconds the agent is not available to the queue.

How is average speed of answer calculated?

Add the queue wait time of every answered contact in the period and divide by the number of answered contacts. Abandoned contacts are normally excluded, because they were never answered and so have no speed of answer, though that exclusion is exactly what makes ASA look healthy in a queue that people are giving up on.

What is the difference between ASA and service level?

ASA is an average wait across every answered contact. Service level is the share of contacts answered inside a fixed target. ASA hides its distribution, so a queue can post a comfortable average while a tail of callers waits many minutes. Service level cannot hide that tail, which is why most operations report both and manage against the second.

Does ASA include IVR time?

It depends on where the queue clock starts. The usual definition measures from the moment the contact enters the queue to the moment an agent answers, which excludes the time the caller spent navigating an IVR menu. The caller experiences the whole wait, so if your IVR is long it is worth reporting total time to answer alongside ASA.

What is a good average speed of answer?

There is no universal figure, because the right answer depends on the queue's purpose, the cost of a lost contact and the staffing you can justify. A retention line and a general enquiry line reasonably carry very different targets. Your own trend, split by interval and by queue, is a more useful benchmark than any published number.

Why does ASA rise even when staffing is unchanged?

Usually because handle time has grown or arrival patterns have shifted. A queue that is comfortable at a steady arrival rate becomes slow when the same daily volume arrives in fewer, sharper peaks. Longer calls have the same effect: with occupancy already high, a small rise in average handle time removes the slack that was absorbing bursts.
